SLA

Response times

Critical incidents get a first response within 60 minutes during business hours. Standard requests are acknowledged within four hours. Every ticket includes a named engineer who stays with it until resolution.

Escalation

When to escalate

If a ticket sits without an update for more than six hours, reply to the original email with the subject line "Escalate". That routes the case to the senior bridge architect on duty.
